This research is underpinned by the primary objective of identifying determinants that significantly influence the quality of the customer-bank relationship. By doing so, it aims to furnish actionable insights and managerial implications that could guide the bank in formulating strategies to enhance employee- customer engagement, foster enduring relationships, attract new clientele, and cultivate a loyal customer base. Methodologically, the research adopts a mixed-methods approach, integrating qualitative techniques—such as literature review, focus group discussions, and expert consultations—with quantitative analyses, including correlation and regression analyses.
This methodological pluralism ensures a comprehensive exploration of the research phenomenon. The study's empirical phase was conducted with a sample size of 250 respondents, ensuring a robust dataset for analysis. The operationalization of variables involved in this study was meticulously validated through a series of statistical tests. The reliability of the scales measuring dimensions impacting the customer-bank employee relationship was confirmed via Cronbach's Alpha coefficients, indicating high reliability across the board.
Subsequent exploratory factor analysis (EFA) reaffirmed the initial hypothesis, identifying six critical factors that constitute the core components of customer relationship management in the banking sector. Among these, Public Relations emerged as the most influential factor, followed by Trust in relationships, Customer support services, Satisfaction with services, Meeting customer needs, and Promotion and customer care. These components collectively impact the overall quality of the customer-bank relationship. ii Based on these findings, the study offers a suite of policy recommendations aimed at enhancing the relational dynamics between customers and the bank.
By prioritizing these six components, banks can strategically position themselves to improve customer satisfaction, loyalty, and retention, thereby securing a competitive edge in the banking sector. Keywords: Relationship quality, Individual customers, Trust, Customer support service, Satisfaction with service, Meeting customer needs, Public Relations, Promotion and customer care. iii TÓM TẮT Đề tài “CHẤT LƯỢNG MỐI QUAN HỆ GIỮA KHÁCH HÀNG CÁ NHÂN VÀ NGÂN HÀNG TMCP - CHI NHÁNH TÂN ĐỊNH” được thực hiện với mục tiêu tổng quát nhằm xác định các nhân tố tác động đến mối quan hệ giữa khách hàng cá nhân và ngân hàng. Trên cơ sở đó, đề xuất các hàm ý quản trị nhằm giúp ngân hàng đưa ra các giải pháp gia tăng sự gắn bó giữa nhân viên ngân hàng với khách hàng, xây dựng được mối quan hệ thân thiết nhằm giữ chân khách hàng cũ, thu hút khách hàng mới và hình thành nhóm khách hàng trung thành với ngân hàng.
Đề tài sử dụng các phương pháp nghiên cứu định tính (tham khảo các nghiên cứu trước, thảo luận nhóm, lấy ý kiến chuyên gia…) và định lượng (phân tích tương quan, hồi qui…). Về đặc điểm chung của đối tượng nghiên cứu, kích thước mẫu của nghiên cứu chính thức n = 250 mẫu. Về hệ thống thang đo, các thang đo lường các thành phần tác động đến mối quan hệ của khách hàng –nhân viên ngân hàng sau khi đề xuất đều đạt được độ tin cậy và giá trị cho phép. Kết quả kiểm tra độ tin cậy của thang đo thông qua hệ số Cronbach’ Alpha và kết quả cho thấy nhìn chung các biến đạt độ tin cậy cao.
Phân tích nhân tố EFA được tiến hành sau đó cho kết quả đúng như kỳ vong ban đầu, có 6 nhân tố là thành phần quan hệ khách hàng là các biến độc lập được rút trích được đạt yêu cầu. Trong 06 thành phần, tác động mạnh nhất là thành phần Quan hệ công chúng còn lại các thành phần như: Sự tin tưởng trong quan hệ, Dịch vụ hỗ trợ khách hàng, Sự hài lòng với dịch vụ, Đáp ứng nhu cầu khách hàng, Khuyến mãi và chăm sóc khách hàng đều có tác động tới chất lượng mối quan hệ từ đó tác giả đưa ra các hàm ý chính sách nhằm nâng cao chất lượng mối quan hệ giữa khách hàng và ngân hàng. Research background The existence and success of banks and businesses in general now depend on customer satisfaction and loyalty (Bove & Johnson, 2000). To thrive in the future, banks need to attract and retain customers through a customer-oriented approach, which has proven to be the most effective strategy in the business world (Kotler, 2007).
To maintain a competitive advantage and ensure sustainable growth, banks must prioritize building solid customer relationships and nurturing loyalty. By providing high-quality services and products, banks can meet customer needs more effectively and encourage repeat business and use of their services. To achieve this, banks must thoroughly analyze and evaluate their services and products, identifying factors that affect the quality of the relationship between customers and the bank. That way, they can propose practical solutions to improve the quality of these relationships (Crosby et al.
The ability to maintain cooperation between partners and the potential for future sales opportunities depends on the quality of the relationship. This quality is determined by the customer's perception of trust and satisfaction with the seller, as stated by Crosby et al. Parasuraman et al. (1994) describe relationship quality as a comprehensive framework that includes customers' evaluations of their transactions.
Satisfaction derived from specific transactions is an antecedent to perceptions of relationship quality. Relationship quality can be defined as the adequacy of the relationship in meeting the customer's needs and wants. It includes three main components: customer satisfaction with the service or product, trust in the partner, and commitment to the partner, as stated by Hennig-Thurau and Klee (1997). Joint Stock Commercial Bank - Tan Dinh Branch recognizes the importance of establishing solid customer relationships to meet customer needs and nurture loyalty.
Banks can reduce costs, improve business efficiency, and enhance competitiveness by prioritizing customer satisfaction and maintaining sustainable 2 connections. In today's competitive landscape, banks must focus on improving the quality of the bank-customer relationship as a fundamental component of their customer attraction and retention strategy. Therefore, conducting research and analyzing factors affecting the quality of these relationships is mandatory. The strength of these relationships directly impacts customer retention rates.
Therefore, we propose practical implications that can help banks improve customer satisfaction, retain existing customers and attract new customers. This is the challenge that the Joint Stock Commercial Bank for Foreign Trade of Vietnam - Tan Dinh Branch faces, especially in retaining existing customers and attracting new customers with the presence of 38 credit institution branches, four funds credit and 165 points in the local credit system. Realizing the importance of the problem, the author chose the topic "QUALITY OF RELATIONSHIPS BETWEEN INDIVIDUAL CUSTOMERS AND JOINT STOCK COMMERCIAL BANK - TAN DINH BRANCH" for his graduation report. Research statement The thesis has systematized the theoretical basis for factors affecting the quality of relationships between customers and banks in the industry.
From there, propose solutions to improve customer loyalty, retain old customers, attract new customers, and increase revenue and profits.
