65 CHAPTER 4: DISCUSSION AND RECOMMENDATION. The background of the research In the era of industry 4.0, in which digital technology grow rapidly, technology products now permeate every part of life, drastically altering all fields and industries. Since the banking industry is a crucial party in the economy, digital transformation has become a prerequisite for Vietnam's banking sector, particularly in the wake of the COVID-19 outbreak. Online transactions exist as a solution to help all people overcome this period when communication between people is restricted, creating numerous challenges in daily life.
This problem is not only a challenge but also a driving force for digitization. Currently, the digital transformation process of Vietnam's banking industry is entering the stage of formation and development. The State Bank of Vietnam (SBV) estimates that 95% of credit institutions in Vietnam have integrated cutting-edge technologies like artificial intelligence (AI), biometric authentication (fingerprint, face), chatbots, big data, etc. into their products like mobile banking, internet banking, QR codes, etc., enabling people to use it wherever they are with a smartphone connected to the Internet.
"The epidemic has demonstrated that digital banking is crucial for consumers of all ages to confidently handle their finances," claims Allison Beer, chief technology officer of JPMorgan Bank. In addition, JPMorgan Chase polled 1,500 clients in late 2020 and discovered that 54% of people have increased their use of digital banking tools after the Covid-19 outbreak. Digital banking is a foundation for a cashless society, so the government gives it priority and attention. The SBV issued a directive on January 13, 2022, encouraging commercial banks to create digital products and services while speeding the digital transformation and maintaining information protection and security in banking operations.
According to the Vietnam National Banking Association, the COVID-19 epidemic, which is accompanied by a change in people's payment habits, has accelerated the bank's digital transformation process more quickly than three to five years. According to data as of April 2021, there are 79 credit institutions offering 1 payment services via the Internet, 44 credit institutions accepting payments through mobile devices, and a nationwide ATM/POS network with more than 271,000 POS and 19,000 ATMs. The volume and value of transactions made through Internet channels increased by 65.2%, respectively, while those made through mobile phone channels increased by 86.1%, correspondingly, and those made through QR channels increased by 95.5%, respectively, over the same period in 2020. Digital banking is being created with the intention of providing customers with a variety of advantages, such as time savings, lower costs, personalization of the user experience, an easier way to manage financial, etc.
Customers therefore play a crucial part in the development of Vietnam's digital banking system, and customer satisfaction is a key deciding factor. According to numerous studies, there is a direct correlation between customer satisfaction and customer loyalty. Positive customer experiences can help banks increase their clientele and forge lasting bonds with their current clientele. The Bank must comprehend the variables that influence customer satisfaction in order to build and improve its system and make the digital banking model better for clients.
Due to the aforementioned factors, I came to the realization that the topic "Improving customer satisfaction for digital banking application – VietinBank iPay" must be implemented in order to pinpoint the root of persistent issues and offer recommendations to enhance customer satisfaction when utilizing digital application, thus, VietinBank can generate more revenues and strengthen its position in the market. Research objectives The objective of the research paper is to evaluate and measure the impact of factors affecting customer satisfaction in the process of using VietinBank iPay application. From there, offering solutions to improve customer experience, proposing to solve existing disadvantages from the perspective of customers, contributing to the development of Vietinbank's digital banking system. To achieve the set goals, the topic should approach the following contents: 2 Determine the current status of customer satisfaction when using Vietinbank's digital bank.
Identify the elements that influence how well customers use Vietinbank's digital banking services and assess their effects. Propose reference solutions for Vietinbank to meet customers' expectations, thereby improving customer satisfaction. The questions posed to the study were: What factors affect customer satisfaction when using Vietinbank's digital services? What are the solutions for Vietinbank to enhance the user experience and increase customer satisfaction when utilizing digital services? 3. Subjects and scope of research Subjects of research: The topic examines how factors affecting customer satisfaction when using Vietinbank iPay App.
Scope of research: The research topic uses information and data collected on the current state of VietinBank’s business activities in the period of 2019 - 2022; The customer survey will begin in April 2023. Literature review This is a topic that attracts a lot of attention in the world, hence, there are many research articles published on academic platforms, among which the highlights are: The study by Baljinder Kaur et al. (2021) titled "Digital Banking in Northern India: The Risks on Customer Satisfaction" examined the factors that impact customer satisfaction with banks' digital services and products. The authors use Parasuraman's SERVQUAL model, which is a customer satisfaction assessment model developed in 1988 across five factors: reliability; assurance; increased ibility; empathy; responsiveness.
The questionnaire, which has 25 questions and is based on a Likert scale, was used by the authors to collect opinions in Northern India. They obtained 222 3 answer sheets for the questionnaire. According to the authors' findings, reliability has the greatest impact, followed by tangibleness and responsiveness. Although Assurance and Empathy have also been demonstrated to affect customer happiness, their impact's size is less obvious than that of the other three.
The results of the above study are similar to the study "Customer satisfaction in the digital era: evidence from Islamic banking" by Ghazi Zouari and Marwa Abdelhedi (2021). The study uses an extensive SERVQUAL model combined with Compliance and Digitalization to assess customer satisfaction when using digital banking services provided by Islamic banking via a survey of 145 customers in 2018. The authors concluded that all five factors used in the SERVQUAL model along with Compliance and Digitalization have positive impact on customer satisfaction. “Service quality, customer satisfaction, and loyalty in the banking sector: The moderating role of organizational culture” is a study by Samuel Famiyeh et al.
(2018) that also used the SERVQUAL model. However, the team also combined it with the Stimulus-Organism-Response SOR model to select eight factors for the study, include five elements in the SERVQUAL model, and add extension elements such as customer loyalty and biographical information to study the relationship. 300 questionnaires were distributed by the authors, and 248 were returned. Use the PLS- SEM model to then examine the data.
The three elements of "reliability," "tangibles," and "empathy" have a favorable effect on the customer experience in Ghana as a result. The mutual interaction between the aforementioned factors is strengthened by biographical details. Also, it has been demonstrated that there is a positive reciprocal relationship between customer loyalty and customer satisfaction. The authors did not discover a connection between assurance, responsiveness, and client satisfaction.
