Motivation of study It is undeniable that the banking industry is experiencing widespread changes, so customers seem more demanding.
It is crucial for businesses to understand customer needs and to integrate their future services into the customers’ value. Customer experience is no longer a new concept in developed countries. In Vietnam, this concept is being approached by businesses, but it is still new with a few intensive studies on this topic. Up to 85% of managers believe that the difference in prices, products, and services is no longer a sustainable competitive strategy of businesses, but "customer experience" is the key to success and create "the difference" according to research by Shaw and Ivens (2002).
This change reflects a shift in focus from customer service to customer satisfaction. Pine and Gilmore (1998) specifically addressed the importance of experience in today's society and the opportunity that companies enjoy from creating strong and lasting customer experiences. In addition, investing in customer experience will help a company retain loyal customers, who will become advocates for the company and generate annual revenue for the company (Responsetek, 2010). According to Erna Andajani (2015), the customer experience with the company is natural and miltidimensional, the customer experience involves a person at all levels with both physical and psychological differences.
Nowadays, society is more and more developed, so the needs of people are also higher. Consumers are clever and more demanding than before, they are not only asking for high-quality products and services but also requiring perfect service with unique experiences just for them. "Customer is God" is the philosophy of the service industry, which requires businesses to strive to bring the best experience to customers. According to Forrester's study (2015), more than 80% are willing to pay more for a better user experience.
Therefore, banks must ensure to bring the best experience to customers. Recent literature criticises this and suggests that the research should focus more on actual usage behaviour, instead of only on use intentions (Wu and Du, 2012; Laukkanne, 2016). 1 In the banking and finance sector, the products in this area are intangible, and it is difficult to differentiate between organizations. Therefore, banks must improve service and service quality to increase product visibility as well as build trust with customers.
The fact is that any new banking product can be quickly copied by other banks or financial institutions. However, one feature that is hard to replicate is customer experience. There have been many studies in the world on this topic, and some famous works have been published in Vietnam. The book "eExperience- Xây dựng trải nghiệm trong thời đại khách hàng khó tính" by Brian Solis (published in Vietnam in 2019) is about perfect service experience.
Brian Solis is known as one of the most prominent thought leaders in business innovation and the principal analyst of Altimeter Group (a company specializing in prediction). The book "Lấy khách hàng làm trọng tâm: Yếu tố phát triển thương hiệu bền vững" by author Kyle MK (published in Vietnam in 2017) has shown that human emotions are the foundation for all actions, and Businesses will achieve great achievements when they know how to respect emotional values when forming business goals, developing products and services, etc. Loyalty expert, Fred Reichheld has shown how to restore and bring goodwill to customers through the book "The Ultimate Question 2. The key is: one simple question - Would you recommend us to a friend? - it allows companies to study positive and negative customers and creates a measure of how businesses perform in the eyes of customers.
On the other hand, domestic authors are also interested in this topic and applied it in their research reccently. According to recent studies on service quality in Vietnam, several researchers have been studying customer satisfaction, such as Nguyen Hong Quan (2019), Luu Kim Sang (2018) and Tran To Uyen (2017), Nguyen Thi Hanh (2017), Phan Thi Phuong Thao (2015) who all use the model to measure customer satisfaction about service quality. They mainly focus on measuring service quality and assessing customer satisfaction and highlight only part of the customer experience. In fact, it is possible to use the same model to measure customer 2 experience; however, measuring factors affecting customer experience seems to be universal For these reasons, the study was conducted to assess the impact of “Factors affecting customer experience at Agribank - Yen Dung Branch".
With the hope and desire to improve the customer experience. It is undeniable that the banking system will grow stronger if it does intensive research on customer experience and applies it in practice. Research object Finance - banking is known as one of the most fiercely competitive markets from products, interest rates to service quality. Since then, these factors require the bank to create a superior difference from its competitors if the branch does not want to be left behind in the development of the market.
Therefore, it is undeniable that customer experience is a vital factor and a goal that Agribank is pursusing. The aim of the study is to assess customer experience at Agribank – Yen Dung Branch. Besides, Agribank – Yen Dung Branch concentrates mostly on agriculture and rural areas, which are the most difficult field in banking activities due to its higher risk. After experiencing many obstacles, Agribank is the people’s companion in the cause of agricultural and rural development, hunger eradication and poverty alleviation, is recognized and appreciated by the local government committees.
In the study, the writer conducts objective-based questionnaires and research questions to identify the required data. Constructing the structure of the questionnaire including: Overview (Introducing the purpose of the content, emphasizing the importance of the investigation), Introduction (General information about the respondents and acknowledgement), The main part (questions are arranged in a logical sequence). On the other hand, to serve for analysis, it is essential to use the software SPSS 20.0 to analyze the collected data. Measuring the reliability of the scale by Cronbach’s Alpha test for each observed variable in each factor.
Then, using factor analysis to classify the discovery EFA groups observed variables affect customer experience on the quality of products and services at Agribank – Yen Dung Branch. Next, conducting method regression analysis to determine the statistical relationship as well as the degree of influence of each factor on customer experience. 3 A suitable model must be carried out in regression analysis.
